How to Respond to Negative Reviews

Every business that serves enough customers will eventually get a negative review. Some are fair, some are exaggerated, and some seem to have nothing to do with you at all. The review itself is out of your control. Your response is not.

Remember who your reply is really for. The unhappy customer may or may not come back, but every future customer who reads your listing will see both the complaint and how you handled it. A calm, helpful reply can do more for your reputation than a dozen five-star reviews.

Before you reply

  • Wait until you are calm. Do not reply in the first hour if you are angry. Draft something, then come back to it.
  • Find out what happened. Check your records, talk to the staff involved, and look for the job, order or appointment.
  • Separate the facts from the feelings. Even an exaggerated review usually contains a real frustration. Find it.
  • Decide what you can offer. A call, a fix, a redo, a refund, or simply an explanation.

A simple structure for your reply

  1. Thank them for taking the time to write. It sets a respectful tone.
  2. Acknowledge the experience without arguing. "I'm sorry the repair took longer than we said" is better than "Our records show we were only an hour late."
  3. Take responsibility where it is due. If you got something wrong, say so plainly.
  4. Explain briefly, if it helps, without making excuses or blaming the customer.
  5. Offer a next step and a way to reach you directly, such as asking them to call the office or send a message.
  6. Keep it short. A few sentences is usually right.

Sample responses

Adapt these to your situation and your own voice. Never paste the same reply on every review.

When you made a mistake

Thank you for telling us about this, and I'm sorry. We told you the job would be finished Tuesday and it wasn't, and we should have called you as soon as we knew. That's on us. I'd like to make it right; please call the office and ask for me.

When the customer is partly right

Thanks for the feedback. You're right that the wait on Saturday was too long; we were short-staffed and should have told you when you arrived. We've changed how we schedule weekends. I'm glad the food made up for some of it, and I hope you'll give us another try.

When you disagree with the account

Thank you for your review. I'm sorry you're unhappy with the result. Our notes show we discussed the options before starting, but I'd like to understand what we missed. Please call the office so we can talk it through.

When you cannot find the customer

Thanks for writing. We take this seriously, but we can't find a record of your visit under this name. Could you contact us with the date and details so we can look into it?

What never to do

  • Do not argue in public. Even if you are right, a back-and-forth makes the business look worse than the original review.
  • Do not share private details. Never post a customer's address, phone, invoice amounts, or anything they told you in confidence. Healthcare, legal and financial businesses often have additional privacy obligations; if that applies to you, keep replies general and consult a licensed professional about what you can say.
  • Do not accuse the reviewer of lying, even when you suspect it.
  • Do not offer compensation in exchange for removing or changing the review. Offer to make things right because it is the right thing to do, with no conditions.
  • Do not threaten legal action in a reply.
  • Do not use sarcasm or humor at the customer's expense.
  • Do not ignore it. Silence can look like you do not care.

Take the conversation offline

The public reply shows you care. The real fix usually happens privately. Invite the customer to call or message you, and when they do, listen first. If you resolve the issue, it is fine to add a short follow-up to your reply noting that you spoke and worked it out. Some customers update their review on their own after a good resolution, but never ask for that as a condition.

When you believe a review is fake

Fake negative reviews do happen, from competitors, former employees, or people who have confused you with another business. Here is how to handle them:

  1. Check your records carefully to make sure it really is not a customer.
  2. Reply calmly as in the "cannot find the customer" example above. Future readers will see that you responded professionally.
  3. Report the review. On this directory, use the Report option under the review and choose the reason that fits. A report from the business owner counts extra, and when other people also report it, the review is hidden automatically. A business owner cannot hide a review alone, which keeps the system fair for customers too.
  4. Do not retaliate with fake reviews of your own, and do not ask friends to post reviews to drown it out.

Our review guidelines explain what kinds of reviews are not allowed.

Learn from the pattern

One negative review is a data point. Several reviews mentioning the same problem are a message. Once a month, read your recent reviews and ask:

  • Is the same complaint showing up repeatedly?
  • Is it about a person, a process or a promise?
  • What would prevent it next time?

Fixing the cause does more than any reply ever could.

Respond to the positive ones too

Replying only to complaints can make your page look like a list of problems. Thank your happy customers as well, and mention something specific they said. It balances your page and encourages more people to share their experience. For more, see how to get more customer reviews.

Start replying

You can reply to reviews on any listing you manage, free. Find your business and claim it to start responding, or add your business if it is not listed yet.
